When a production workflow stops, you open a ticket from your Tray workspace and choose its severity. Tray responds within a published target: four hours for a critical issue on the standard plan, and one hour, around the clock, on Tray Advantage Plus. Every plan includes business-hours support, documentation, community forums, Tray Academy, and live workshops. Plus adds 24/7/365 cover, a dedicated Slack channel with the Tray technical team, and a Customer Success Manager. Those targets cover the first response, and how long a fix takes depends on what broke.
Most teams asking how good a vendor’s support is have been left waiting by one before. Underneath the question are two practical ones. When something breaks in production, how quickly does someone pick it up? And after the contract is signed, will anyone help the team get value from what it bought? Here’s how both work at Tray, with the published terms, followed by the questions worth putting to any vendor on your shortlist.
What happens when something breaks
- Sign in to your Tray workspace and open a support ticket.
- Choose the severity that matches the impact. The definitions are below.
- Tray responds within the target for that severity on your support plan.
- For a Severity 1 issue, keep someone on your side available to work the problem until it’s resolved. The support terms require this, because critical issues close faster when both sides are working them at the same time.1
- If support needs to look inside your workspace, you grant time-limited access. Every access request and every action taken during it is recorded as an audit event, so your security team can see exactly what happened.3
Teams on Tray Advantage Plus can also raise questions in a dedicated Slack channel with the Tray technical team, which suits quick questions and problems that are easier to talk through than to write up.2
Give support what it needs in the first message: the workflow, the execution that failed, and roughly when it started. It saves a round trip, and on a critical issue a round trip is the time you least want to spend.
Response times by plan
| Severity | Tray Advantage Plus (24x7x365) | Tray Advantage (9am to 5pm local time, Monday to Friday) |
|---|---|---|
| Critical (Severity 1) | 1 hour | 4 hours |
| High (Severity 2) | 2 hours (24x5) | 1 business day |
| Medium (Severity 3) | 4 hours (24x5) | 2 business days |
| Low (Severity 4) | 1 business day | 2 business days |
Tray Advantage hours follow your region: AEST or AEDT for Asia Pacific, GMT or BST for EMEA, EST or EDT for the Americas (Eastern), and PST or PDT for the Americas (Pacific).1
How severity is defined
- Critical (Severity 1): a production issue that severely affects your use of Tray or stops work from continuing, such as the platform being unreachable, data that must be restored from backup, or a critical documented feature not working.
- High (Severity 2): major functionality is affected, or many users see significant performance problems, but work can continue in a limited way.
- Medium (Severity 3): a performance or product issue affecting some users, with a short-term workaround available.
- Low (Severity 4): a routine question about features, configuration, or navigation, or an issue affecting a few users with an acceptable workaround.1
What decides how long a fix takes
A response target tells you when someone will be working on your problem. How long the fix takes depends on where the problem sits.
A problem in a workflow’s own logic, such as a field mapping that no longer matches the data arriving, is usually the quickest, because support can point to the step and your team can change it. A platform issue is Tray’s to fix, and it’s what the severity levels and response targets are built around. A change in a third-party system usually takes longest. When another vendor changes an API or how its authentication works, the fix can depend on what that vendor documents or will confirm, and two support teams are involved instead of one.
Before anything breaks
Most of the help a team uses in its first months comes before any ticket. Every subscription includes Tray Academy, with self-paced courses and certificates, live workshops, the Tray Community, and a library of templates and workflow snippets to start from.2
For first builds and larger rollouts there are project-based services. Launch is co-development of your first agents, workflows, and automations with Tray’s experts. Accelerate extends agents and automation across more teams and use cases. Certified implementation partners can design, build, and manage solutions with you.2
If you inherit a Tray account from someone who has left, ask your account team to walk through what’s running before you change anything. Teams in that position are the most likely to end up learning the platform from documentation alone, which is the slowest way to do it.
When Advantage Plus is worth adding
Tray Advantage covers most teams. Plus is worth adding when one of these is true:
- Workflows tied to revenue, billing, or customers would cost real money if they stopped overnight or over a weekend.
- Your teams work across time zones and can’t wait for one region’s business hours.
- You want a direct line to Tray’s technical team in Slack while you build and refine agents and automations.
- You want a Customer Success Manager and technical experts guiding how the platform is used across teams.2
The customer success team can scope a recommendation in one call. Support plan is one of the places where plan choice changes cost, alongside workspaces, log retention, and add-ons.

Reviews are a sample, and support is where individual experiences vary most. The most useful check is a reference call with a customer running a similar workload on the support plan you’re considering.
Questions to ask any integration vendor about support
- Is that number a response target or a resolution target?
- Who decides an issue’s severity, and can it be raised if the impact grows?
- Are critical issues covered on weekends and outside your region’s business hours, and on which plan?
- Does support need access to your data to investigate, and is that access time-limited and logged?
- What’s included in the subscription, and what is an add-on or a separate services engagement?
- Can you reach the technical team directly, or only through tickets?
Tray’s answers are above. Ask the other vendors on your shortlist for theirs in writing.
